Help customers get unstuck.

Give customers answers, keep track of their issue and carry the conversation through to the next step—all in one support experience.

The call ended. The problem was still there.

In one instance, a user needed technical support and customer service that could do more than answer the first question. The conversation had to connect to a case, so the customer’s issue could be found again, passed to the right person and followed through.

Without that continuity, each interaction could feel like a fresh start. The customer explained what had happened, waited for help and then repeated the same account when someone called back. Representatives spent time reconstructing the issue instead of dealing with it.

Why answering alone was not enough

A customer wants to know that their issue has been understood and that someone is taking it forward. A useful first response loses its value when the details disappear after the call. A callback becomes frustrating when the customer has to explain what they have already tried.

The business needed the conversation and the case to stay together. That meant understanding the request, handling routine questions and retaining the information needed for investigation or a handover.

What we built

We built a solution combining AI-led technical triage and customer service with native case management. Case reference numbers, conversation history and follow-up were part of the solution itself.

The AI gathered the issue through a conversation. It asked questions, helped with routine support and kept the customer’s account connected to the case. The reference number gave both the customer and the support team a way to return to the same matter.

Understand the problem before passing it on

Triage established what the customer needed help with: the product or service involved, what had gone wrong, when it began and what they had already tried. Follow-up questions helped turn an unclear description into useful context.

For routine questions, the assistant could provide guidance during the initial interaction. When a representative was needed, the gathered information gave them a better starting point. The customer’s first explanation became useful preparation for the next stage of support.

A case that carries the history

The case reference connected the conversation to the ongoing issue. Staff could return to the customer’s account, understand the earlier exchange and see why further help was needed. A returning customer had a reference to use rather than having to begin with “I called before”.

Conversation history also helped representatives pick up where the interaction had stopped. They could see the problem and the guidance already discussed, making it easier to continue the work without sending the customer around the same loop.

Follow-up as part of the service

The solution connected the first conversation to the action that followed it. A case needing a callback retained the context for that callback. A matter passed to another representative carried the information gathered during triage.

This gave the support team continuity across the customer’s contacts. The interaction was no longer just a call to answer; it was a matter the business could recognise and continue handling.

What changed

In this instance, callback handling improved, fewer calls were abandoned and customer frustration fell. Support representatives also experienced better satisfaction with the service process.

The changes worked together. Customers had a clearer route to help, and staff had better context when taking over. Routine questions could be handled earlier, while more involved issues arrived with the customer’s explanation already gathered.

The business gained a support experience that connected listening, answering and following through. Customers did not have to rely on a series of disconnected conversations to get their issue understood.
